My Poor T-Mobile Experience – And The Importance Of Taking Ownership Of Customer Problems

Please if you do nothing else to improve your company’s service – train your employees to take ownership of problems.

Have you ever called in for a question about a customer service issue and the representatives, while helpful, seemed like they couldn’t transfer your phone call quick enough to another department.

I bet those experiences are mis-managed by companies who measure “success” by how quickly a representative can “fix” a problem (aka – get you off the phone or pass you to someone else). These customer service experiences are like one big game of hot potato.

A phone transfer or handoff of the problem to another employee is not a fix for a problem. In some cases it will cause you to lose customers – who leave based on not much more than the poor service that they just experienced.

This recently happened to me at T-Mobile.

I was looking to re-connect a line of service. This should have been a 5 minute slam-dunk for T-Mobile. They would have added another subscribers (since I was a former subscriber it’s even better and they term it a “win back”).

Instead what happened? I was passed from one representative to another — in a circular motion.

Customer service said “hold on you need to speak to activations”. Then when I was passed to activations they said “hold on you need to speak to customer service”.

After two rounds of this I was done.

There are, after all, other cell phone providers offering pretty much the same service using similar phones.

Are you losing customers based on similar poor customer service?

What could T-Mobile have done to improve their service?

1. Have the representative stay on the phone to make sure the transfer happens (it doesn’t hurt to get a callback number in case you’re disconnected).

2. Understand the problem. It shouldn’t be a race to see how quickly you can hit the “transfer” button.

3. Never measure customer satisfaction based on how many calls per day a representative handles. Measuring speed only provides incentive to pass the problem off to someone else regardless of the customer outcome.

Are any of these had to implement? Would they take hours and hours of re-training for your staff?

No.

Are your employees empowered to take ownership of a problem (from start to finish) as opposed to passing the problem to another employee?

If not, why not?

I’ll break them down into two categories – those requiring login and those which don’t.

MAS90 & MAS200 Links Requiring a Login

Sage MAS90 Support Center – use this link to look up your company information such as installation keys, open support cases, products owned, etc.

You’ll want access to this site if you are installing your own upgrades (which require that you have a list of serial number, activation code, etc). Login here (you must have a valid Sage Basic Maintenance support plan) and you can download the information to your heart’s content.

MAS90 & MAS200 Links Not Requiring a Login

MAS90 support knowledgebase – aka InfoSource - This loophole may eventually be closed however clicking this link (which is a link that will come up in some Google searches as well) brings you to the Sage MAS90 Knowledgebase. Next time you receive a MAS90 or MAS200 error code head here and research the resolution. This is my most used link as I’m constantly looking to see if an issue that one of my client’s is experiencing has been reported by Sage. No login required (for now). Happy searching.

New threads in the Sage MAS90 Community forums – view the new threads that users and consultants have started and/or commented on. Login is only required if you want to post a message – otherwise lurk to your hearts content. A great way to obtain an early warning on any issues that end users are discussion.

What’s New In MAS90? Chronicle of Enhancements Since Version 3.50. I’m constantly asked by clients to share what’s new in their MAS90 upgrade. The problem is that every client is using a different version of the software and I always have trouble remember which enhancement was added to which version. Sending this link allows them to review all the features added since MAS90 3.50!

MAS90 Upgrade Tip Of The Day: Load Your Hot Fixes

Here’s a quick tip as we enter the busy year end time.

When you are upgrading your MAS90 or MAS200 ERP software – be sure that after you install the latest product updates that you go back to this chart and download all the hot fixes.

Sage issues one product update (the last was product update 3 dated 9/27/10) which contain a whole slew of new features as well as bug fixes (read about the MAS90 & MAS200 product update 3 features here).

What many users who self-install the product updates don’t realize is that Sage does not automatically keep the product update bundle updated for any subsequent fixes.

So if you install Product Update 3 and there’s a bug fix issued you must manually add that fix (termed a Hot Fix) to your system.

The first thing you’ll want to do is read here about how to tell which MAS90 hot fixes have already been installed.

Then navigate online to this link and download any (or all) of the hot fixes you deem required.

Sage ERP MAS 200 SQL Overview and Available Modules

Last week I picked up on a Tweet from Alok Tyagi who is the VP of R&D for Sage North America and responsible for their mid-market enterprise products. He announced that MAS 200 4.5 RDB (aka MAS200 SQL) has been RTM.

RTM is not-so-secret code for “Release To Manufacturing” – aka being done and ready to ship.

In honor of the RTM of Sage ERP MAS 200 SQL v4.5 – Sage has issued a one page capabilities brochure that officially outlines the modules which will be available in the SQL release.

As expected the available modules include those from Sage which are already at the 4.x standards. The complete list is:
